### "From Reactive Support to Strategic Service with Freshservice"

5.0

November 5, 2026

Before implementing Freshservice, we faced many of the common challenges associated with growing IT organisations. Processes were often manual, service visibility was limited, reporting required significant effort, and it was difficult to consistently demonstrate the value IT was delivering to the business. From a UI/UX perspective, we struggled with inconsistent user experiences across different support channels. Freshservice provided a modern, intuitive self-service portal and agent experience, which improved adoption and made it easier for users to engage with IT. This has reduced friction for both end users and support teams. Around integrations, we previously spent considerable time manually moving information between systems and coordinating activities across multiple tools. Freshservice's integration capabilities allowed us to connect key platforms and automate many of these workflows. As a result, manual effort has been reduced, information is more accurate, and teams spend more time resolving issues rather than administering processes. In terms of performance and operational efficiency, we struggled with limited visibility of workloads, service performance and recurring issues. Freshservice has given us better reporting, automation and workflow management, enabling us to improve ticket handling times, reduce administrative overhead and focus resources on higher-value activities. From a pricing and ROI perspective, we needed an enterprise-grade ITSM platform that could support service maturity without the cost and complexity often associated with larger solutions. Freshservice has enabled us to standardise processes, automate repetitive tasks and improve productivity, resulting in measurable efficiency gains without requiring significant investment in specialist resources. Regarding support and onboarding, we needed a platform that could be implemented quickly and adopted by teams with varying levels of service management maturity. Freshservice's straightforward implementation approach allowed us to realise value quickly and accelerate our service management journey. Finally, around AI and intelligence, we were spending too much time on repetitive, low-value activities such as ticket triage, categorisation and routing. Freshservice has helped automate many of these tasks while improving knowledge utilisation and self-service capabilities. This allows our teams to focus on more complex work and continual service improvement initiatives. In summary, we struggled with fragmented processes, limited visibility, manual effort and difficulty demonstrating business value. Freshservice has enabled us to standardise and automate service management, improve the user experience, increase operational efficiency, and provide greater insight into service performance. The result has been faster resolution times, improved stakeholder satisfaction, better use of IT resources and a stronger alignment between IT services and business outcomes.

Pros

What I like most about Freshservice is the balance it strikes between capability and simplicity. From a UI/UX perspective, it's intuitive for both agents and end users, which drives adoption and reduces the training burden. The platform delivers strong performance and reliability, even as environments grow in complexity, while its extensive integration capabilities allow it to connect seamlessly with tools across the IT ecosystem. From a commercial perspective, Freshservice offers excellent ROI, providing enterprise-grade ITSM capabilities without the cost and complexity often associated with larger platforms. I've also been impressed by the quality of support and onboarding, which helps organisations realise value quickly rather than spending months on implementation. Perhaps most exciting is the continued investment in AI and intelligence. Features such as ticket categorisation, workflow automation, knowledge suggestions and virtual agents help reduce manual effort, improve user experience and allow IT teams to focus on delivering value rather than administrative tasks. Overall, Freshservice enables organisations to move beyond ticket management and build a mature, service-oriented operating model that aligns IT services with business outcomes.

Cons

While Freshservice does many things well, there are areas where I believe there is still room for improvement. From a UI/UX perspective, the platform is intuitive overall, but some advanced administration and configuration areas can feel fragmented, requiring navigation across multiple screens to complete related tasks. On integrations, whilst there is a strong ecosystem available, organisations with complex environments can occasionally find themselves relying on middleware, APIs or custom workflows to achieve deeper end-to-end integrations. In terms of performance, the platform is generally reliable, but reporting, large datasets and some administrative functions can become less responsive as environments scale and process maturity increases. Regarding pricing and ROI, Freshservice offers strong value compared to many competitors, but access to certain advanced capabilities, particularly around ITOM, orchestration and AI, can require higher-tier licensing, making it important to carefully balance requirements against cost. For support and onboarding, the experience is generally positive, but organisations with mature service management practices may find that some implementations require greater consulting support and best-practice guidance to fully unlock the platform's capabilities. Finally, in the area of AI and intelligence, Freshservice has made significant progress, but there is still an opportunity to further enhance predictive analytics, service insights and proactive recommendations to help organisations move beyond automation towards true operational intelligence. Overall, my criticisms are less about shortcomings and more about the opportunity for the platform to continue evolving as organisations become increasingly service-centric, data-driven and automation-focused.

### "Fantastic Team Support with Clear, Coordinated Customer Replies"

5.0

November 2, 2026

A high volume inbox

Pros

Freshservice has been fantastic for supporting my team of colleagues. It helps us make sure that only one person responds to customer communications, so replies stay clear and coordinated.

Cons

There isn't anything specific that I struggle with using Freshservice. The inability of a lack of signature would be the only improvement.

### "Intuitive ITSM That Delivers ROI, Automates Tasks, and Saves Time"

5.0

October 31, 2026

We’re just starting our journey into automation and self-service, and we’re using Service Catalog items to deliver self-service requests in a more consistent way. The workflow automator can be as simple or as complex as we need, which has been a big help in shaping how we deliver services, especially in light of recent job cuts.

Pros

It’s simple to use. The user interface is very intuitive, and it’s helped our transition to using this software across the institute go smoothly. We’ve integrated several apps from their app store, which has enabled us to automate more tasks. That’s delivered real ROI across multiple products we use. Support from Pro support has been excellent in helping us move from being decent users of the product to exploring areas of the software we didn’t even know existed. The AI could use a bit more work. Like most AI modules, the results can be mixed. That said, we’ve already seen certain aspects improve, so it’s a good start. The AI tooling within tickets is great, though—it saves my engineers a lot of time on the Service Desk. I’d recommend this tool to anyone considering switching ITSM tools.

Cons

The AI components seem to get priority over other modules during development. There could be some really good work that gets done but sadly they seem to priority AI (as do most companies)

### "A Flexible ITSM Platform That Continues to Improve"

4.5

October 29, 2026

It may support on-call and escalations, but we’re still testing.

Pros

As an admin, I find the interface easy to use for setting up workflows, rules, and related configurations.

Cons

Freshservice offers a lot of functionality, but some features require more configuration than expected. Simple changes can sometimes require custom workflows or APIs, and permissions and workspace access can be confusing. We also encountered migration issues that required cleanup. It’s a capable platform, but advanced customization can require considerable administrative effort.

### "Clean, Feature-Rich Platform, but Support and Workflow Limitations Hold It Back"

3.5

October 28, 2026

A non clunky ticketing system.

Pros

Clean interface, lots of functionalities like ITAM and ITSM in one platform. Dashboards.

Cons

Customer service is slow, customer success manager is non responsive, IT support has been kind and follows up but slow in execution. There are limitations to workflows. You purchase the platform and have little support past sales and are left to figure it out on your own.

### "User-Friendly, Clean UI with Easy-to-Learn Workflows"

5.0

October 27, 2026

We have configured multiple workspaces and a range of use cases to automate and streamline both IT and non-IT processes.

Pros

It’s very user-friendly, with a clean, straightforward UI. From an admin perspective, the configuration options and workflows are also easy to pick up and learn. As long as you have solid process knowledge and can think logically, you can get up to speed quickly.

Cons

Workflows and business rules should be exportable. Approver information should also be visible and available to users. Ticket merging should be possible based on the ticket type, without needing to purchase a separate paid application.

### "Flexible Territory & Timezone Routing That Streamlines Ticket Assignment"

4.0

October 23, 2026

Before rolling out Freshservice, our team relied on a shared company inbox to handle all IT support requests. We struggled with unstructured ticket routing and no built-in way to tie support agents to defined service territories or timezone windows, but now we can configure agent profiles with territory and timezone settings to auto-distribute incoming tickets, which has resulted in us cutting manual reassignment work by roughly 30%. I’m a Professional‑Services Project Profitability & ERP Administrator for our Miami IT consulting group. We manage Fitnet-Manager for project budgeting, timesheets and invoicing, and any disruption to this ERP or our QuickBooks sync can stall month-end invoicing and throw off our GAAP reporting. Before Freshservice, support emails piled up without priority labels or ownership. A west-coast consultant submitting an ERP access ticket after our local team’s hours would sit untouched overnight. We had no centralized repository for agent contact information, so when critical infrastructure outages hit, we wasted valuable time hunting down who was on call. Freshservice’s user profile framework fixes this. Each agent’s profile stores their territory, timezone, phone and email, and the platform uses those attributes to route tickets appropriately. Last month, we brought on a batch of remote consultants for a multi-phase cloud migration project. We populated each support tech’s profile, and ERP-related tickets from that client engagement automatically went to the assigned on-call agent instead of flooding our main support queue. We struggled to maintain traceable records of who handled sensitive support requests and keep requester PII organized for CCPA reviews before Freshservice, but now every ticket links back to a named agent profile with full edit history, which has resulted in much smoother audit preparation when our accounting auditors review our internal control workflows. When we get a privacy request to delete a former consultant’s data, I can pull up their profile and all tickets associated with them in one place, instead of digging through thousands of old email threads. The profile page also gives us a single source of truth for contact details, so our finance team knows exactly which technician is accountable for resolving tickets that threaten our billing timeline. An unexpected benefit I’ve discovered is how the territory and timezone routing helps our vendor communications. When we log tickets with our cloud hosting providers, we reference the assigned agent’s timezone from their profile, so scheduled maintenance falls outside our active consulting delivery hours. This prevents unplanned ERP downtime during our busy billing cycles. The profile controls also simplify offboarding; once a consultant leaves, I can archive their profile in a few clicks, removing their contact data and stopping them from accessing the support portal, which reduces our privacy compliance risk. Even with these benefits, Freshservice still has notable gaps for our workflow. There is no Zapier action to sync profile territory and timezone data from Fitnet-Manager automatically, so every new team member still requires manual profile setup. The profile audit logs cannot be exported into auditor-ready CSV files, and there is no dedicated limited role for supervisors to review profile data safely. It also lacks automated retention rules to flag stale profiles, forcing me to manually audit inactive accounts each quarter to meet CCPA obligations.

Pros

The feature I value most within Freshservice is its flexible agent profile and territory mapping setup, paired with timezone-aware ticket routing. The contact territory dropdown and user profile controls let me assign tickets to support staff based on their service region without building complicated custom automations, which saves me roughly three hours each week, because I no longer manually reassign infrastructure and ERP support tickets while keeping user contact records aligned with CCPA privacy expectations. I’m a Professional‑Services Project Profitability & ERP Administrator for our Miami IT consulting group. We use Freshservice to triage all internal IT requests: consultant laptop provisioning, Fitnet-Manager ERP access tickets, QuickBooks integration errors, VPN troubleshooting and vendor service outages. Before Freshservice, we relied on a shared email inbox for support requests. Tickets piled up with no way to filter who was responsible for supporting a specific territory, and we had no structured place to store agent contact details, working hours and timezone context. That made it easy to route urgent infrastructure tickets to someone offline, slowing resolution and disrupting our consultant delivery schedules. The profile page’s territory selector solves this neatly. I can define service regions, assign agents to territories, and the platform routes incoming tickets accordingly. Last month, we rolled out a new batch of workstations for our west-coast consulting team. I updated each supporting technician’s territory and timezone in their profile, so after-hours tickets automatically landed with staff who were still on shift, instead of pinging our Miami team overnight. I also use the editable profile fields consistently to maintain clean audit trails. Every support agent’s work phone, mobile number and email are stored centrally, so our leadership and finance team know who is accountable for high-priority ERP downtime tickets. The ability to quickly reset passwords or edit profile details right from this page also cuts down on admin overhead. Since we handle tickets that sometimes include consultant and client PII, having a centralized profile management layer lets us remove or archive agent contact data promptly once team members leave the company, which keeps us compliant with CCPA requirements. An unexpected benefit I’ve discovered is how the territory and timezone settings improve our vendor coordination. When we submit tickets to our cloud infrastructure providers, we attach the supporting agent’s territory and timezone context inside the ticket. Vendors understand our working window, so scheduled maintenance windows align with our consulting delivery hours and don’t interrupt active client project work. It also helps during our month-end close, when ERP and QuickBooks connectivity issues can delay invoicing; we make sure the right on-call agent gets notified immediately. Suggestions: I’d love native Zapier actions that sync Freshservice territory and profile updates directly with our Fitnet-Manager ERP user roster. I also want profile-level retention rules that auto-archive inactive agent records after our CCPA retention window, so I don’t manually scrub old user profiles quarterly. More granular notification rules tied to territory and timezone would also let us suppress off-hours alerts for non-critical tickets automatically.

Cons

My biggest frustration with Freshservice centers around its limited profile audit logging and rigid data retention controls, which creates extra compliance overhead when we validate user records for CCPA. While we can view basic profile change events inside the audit panel, there is no filtered, timestamped CSV export that isolates territory edits, timezone updates, contact field modifications and deprovision actions for individual agent or requester profiles. Last month, our auditor requested a trail showing when a former consultant’s profile was archived and their PII removed from the system. I had to manually screenshot scattered log entries and cross-reference ticket records to build a compliance report, which ate more than three hours of my ERP administration time. Since many tickets contain sensitive billing and project data, manually assembled logs introduce risk; if I miss one modification entry, our record keeping fails audit expectations. I’m a Professional‑Services Project Profitability & ERP Administrator, and we sync our employee roster from Fitnet-Manager into Freshservice to keep requester and agent profiles aligned. The Zapier integration for Freshservice lacks reliable triggers to push territory, timezone and contact field updates automatically. Every time we add a new consultant or adjust someone’s service region, I have to open Freshservice and edit each profile by hand. During our busy delivery season, we might onboard four or five new team members weekly, and this repetitive manual editing slows our ticketing setup. We don’t have dedicated developer bandwidth to build API scripts, so a native sync action would eliminate this bottleneck entirely. I’m also disappointed by the coarse permission model for profile management. There is no separate limited role that lets IT supervisors review agent profile details and territory assignments without granting them full rights to delete profiles or alter core service desk settings. If I give our IT lead access to the user profile page, they gain too much power over sensitive requester records. To mitigate risk, I keep all profile edits locked to my account. That means every timezone adjustment, territory reassignment and phone number update lands on my plate, creating a bottleneck when multiple ERP and infrastructure tickets spike during month-end close. Freshservice also lacks configurable retention rules for inactive user profiles. When a consultant exits the firm, I have to remember to manually locate their profile and scrub personal contact information. The platform does not offer timers that auto-flag or archive stale profiles once our approved CCPA retention window expires. Every quarter, I run a labor-intensive sweep to cross-check our employee termination list against Freshservice user records. If I overlook an old profile, we retain client-facing contact data longer than our privacy policy allows. Suggestions: First, add granular, exportable audit logs filtered by profile modification type, territory and timezone changes. Second, expand the Zapier actions to sync profile fields, territory assignments and timezone data directly from Fitnet-Manager. Third, introduce a read-only profile reviewer role for IT supervisors. Finally, add custom retention timers to auto-archive and redact PII from inactive profiles after our CCPA retention window, removing the need for quarterly manual scrubbing.
